The Outsourcing Playbook Needs a Rewrite — Here’s Why

Andrew Hall, Chief Commercial Officer at Quantanite shares his views on the Future of Work

Having spent 35 years immersed in customer engagement and service optimization—spanning many acronyms including CXM, BPO, BPS, Back Office, GBS, Enterprise Services, ITO, and more—it’s fascinating to reflect on the journey. While technology has undoubtedly transformed, many challenges remain stubbornly persistent or have even intensified, largely due to the increasing micro-sensitivity of both the customers we serve and the employees who drive our organizations forward. This perspective leads me to conclude that the issue isn’t the technology itself but perhaps the evolved approach to how we structure, execute, and adapt the way work gets done.

In the last couple of years, we’ve witnessed an unprecedented evolution in AI, opening doors to possibilities that were once unimaginable. Indeed the UK government is now advocating the use of more AI within their services. Yet, for some, the conversation remains rooted in traditional perceptions; seeing AI as nothing more than conversational bots or ChatGPT-like tools. However, there is a far broader approach through Agentic AI: a technology capable of autonomous action, seamlessly blending digital and human workforces, and driving outcomes that were previously out of reach. This is where Quantanite is working, in the interception of human and digital knowledge teams that engage together and with customers.

The question is no longer about ‘if’ but ‘how’ we can progressively adopt these capabilities to transform customer and employee experiences and automate back-office processes in ways that deliver lasting impact.

Can we rethink what’s possible?

I would argue that, as custodians of consumer satisfaction and our clients’ organizational success, Quantanite has a responsibility to think differently and actively dismantle the barriers preventing the adoption of such transformational approaches. The challenges we face today demand more than incremental change; they require a bold reimagining of how work is done and greater action around how human and digital workforces interact. This isn’t just about technology; it’s about fostering the right change mindset and having the courage to leverage it to fundamentally do things differently.

Here at Quantanite we have identified practical approaches to reworking traditional methods, crafting client partnerships in a way that delivers assured outcomes. Our five-stage framework enables organizations to assess their current maturity in blending human and digital work while charting a clear path toward their optimal balance of Agentic AI Digital Workers and Human expertise.

This is not so much an evolution as a silent revolution. It is already underway with some of the pioneering organizations we are working with. By adopting a step-by-step practical, progressive approach, companies can achieve rapid wins, unlocking the benefits of transformation in a controlled, impactful manner.

The time has come to rewrite the outsourcing playbook, moving beyond traditional paradigms to embrace a future where human expertise and AI capabilities work in genuine partnership. This isn’t just about adopting new technologies, it’s about fundamentally reimagining how we deliver value in the customer engagement space. As we continue to navigate this transformation, organizations that embrace this integrated approach, supported by frameworks like Quantanite’s, will not only enhance their operational efficiency but also create more meaningful experiences for both customers and employees.
